The integration of AI into unified communications (UC) and customer experience (CX) environments is reshaping the landscape of modern enterprises. This evolution, although promising in terms of efficiency and customer engagement, presents new compliance challenges. As organizations scramble to integrate AI, maintaining regulatory standards becomes increasingly difficult. The pressure to innovate is real, but many are finding themselves without the proper governance frameworks to manage the potential risks.
Elka Popova, Vice President and Senior Fellow of Connected Work Research at Frost & Sullivan, highlighted a key issue: “AI is penetrating organizations through a plethora of different solutions.” While most AI tools are officially sanctioned by IT departments, others seep in through personal use, introducing the classic shadow IT problem. This lack of oversight means governing AI usage and ensuring compliance becomes a herculean task.
These unregulated deployments can enlarge the organization’s risk surface, introducing vulnerabilities that might not be immediately apparent. The possibility of data breaches increases significantly as AI systems handle sensitive information. Moreover, outputs from AI, such as automated responses in customer workflows, can create unintended issues like damaging brand reputation and losing customer trust.
A significant factor exacerbating these risks is the diverse and fragmentary nature of modern tech stacks. Typical organizations utilize multiple communication platforms rather than relying on a single vendor. William Rubio, Chief Revenue Officer at CallTower, mentioned, “Across the UC and CX stack, we’re seeing an average of about four to five platforms integrated together.” This patchwork makes governance challenging as traditional models struggle to keep up, leading to potential blind spots.
Implementing a sound governance model is essential. Instead of viewing AI adoption as a simple yes-or-no decision, companies should adopt a nuanced approach. By using an “approve, pilot, restrict” framework, organizations can methodically evaluate AI use-cases based on risk level and compliance needs. Simple internal tools may get quick approvals, while customer-facing technologies undergo stringent evaluation and restriction if necessary.
Rubio further stressed that platforms can provide compliance features, but the responsibility to achieve full compliance rests with the client. Effective governance demands not only the right software but also rigorous internal protocols, especially in industries with distinct regulatory landscapes, such as healthcare.
To navigate these complexities, it’s crucial for organizations to maintain coherent identity and access management policies and ensure unified support protocols across platforms. This unified strategy should be accompanied by a demand for more robust compliance solutions from technology partners, as Popova emphasized.
Over the coming months, enterprises need to prioritize identifying immediate vulnerabilities in their AI solutions and establish baseline configurations for all platforms in use. By fostering a collaborative governance process that regularly involves IT and CX leaders, organizations can strengthen their AI management strategies and maintain security and compliance standards.
