T-Mobile Puts Customer Experience at Heart of Network Automation

T-Mobile US is putting customer experience at the center of network automation. The operator says automation should not only cut alarms or speed repairs. It should help customers complete calls, upload content, stream video, and stay connected.

Ankur Kapoor, executive vice president and chief network officer, framed the strategy clearly. “Our vision was no automation is good enough unless it’s really impacting customer experience,” Kapoor said. “If it’s not delivering a differentiated customer experience, it’s only operational benefits.”

That view changes how the company measures progress. Network teams still track traditional performance indicators. Yet AI tools also watch application response, upload success, video quality, care calls, and resolution time. In simple terms, green dashboards matter less if customers still face problems.

At the same time, automation still brings clear operational value. Machines can detect faults faster than human teams. They can compare many signals at once. They can also reduce repetitive manual work inside network operations centers.

However, T-Mobile is not handing every decision to software. Its work with the TM Forum Agentic NOC project shows a layered approach. The project uses specialized agents across network, service, field, security, and operations areas.

Kapoor described three operating tiers. Basic alarm monitoring now runs fully through automation. Root-cause analysis and fault location use automation at the second tier. Live network changes sit in the third tier. There, humans remain involved when actions carry higher risk.

This balance matters for carrier-grade reliability. Autonomous systems can act quickly, but speed can create new exposure. Operators must test each agent before expanding its authority. T-Mobile compares agent decisions against human decisions, then adjusts the system.

One mature example is Dynamic CX. The platform uses AI and self-organizing network tools. It predicts major traffic changes, monitors demand, and adjusts performance near real time. During this summer’s FIFA World Cup, T-Mobile reported more than 11,000 automated optimizations across 12 fan events.

The network connected 2.26 million fans across 78 matches. It also carried about one petabyte of stadium traffic. These figures show why event-driven automation attracts operator attention. Large crowds can change network demand within minutes.

Still, customer experience is not the only priority. Security, efficiency, and public safety can compete for the same resources. Kapoor said policy must guide the technology. “It’s not what governs,” he said. “The business principles are the governance factor in that.”

First responders receive priority in this model. Yet the system allocates resources based on actual service needs. That avoids letting one priority user consume capacity without limits. T-Mobile’s work on conflict management won the TM Forum Attendees’ Choice Award.

The wider strategy depends on data from “real people in real places doing real things.” That means real device and application measurements guide decisions. The network can then optimize for what customers actually use.

Kapoor summarized the direction simply. “Our vision isn’t just to automate the network.” For T-Mobile, the larger aim is service quality, faster fixes, and networks that respond to human intent.
